Customer Support

Intent-based call routing with conversational AI

AI interprets what a caller actually needs instead of forcing them through rigid IVR menu trees, asks brief follow-up questions when needed, captures intent and sentiment upfront, and routes or resolves issues more accurately so customers reach the right queue faster and agents receive better-matched conversations with useful pre-handoff context.

Why the human is still essential here

AI can handle the initial understanding, intake, and routing, but human agents remain essential for nuanced problem-solving, empathy, de-escalation, and resolving issues that need judgment.

How people use this

Natural-language phone intake

AI answers incoming calls, lets customers describe their issue in their own words, and maps that intent to the right queue or self-service path without forcing menu selection.

Amazon Connect + Lex / Genesys Cloud CX

Virtual agent issue triage

A voice bot asks brief follow-up questions to confirm the problem type and priority before routing the caller to billing, technical support, or order management.

Google Dialogflow CX / NICE CXone

CRM-aware smart transfers

AI combines caller intent with account data such as product owned or recent cases to send the customer directly to the most relevant specialist.

Customer service shouldn't be an obstacle course.

Last week a family member called me to vent about a customer service saga he'd just survived.

First, the phone menu didn't have an option for his issue. Not close, not adjacent, just absent. So he did what we all do: mashed buttons and yelled "representative" like it was a magic word.

Around 20-25 minutes later, counting hold time, he finally got a human, who had to deal with a frustrated customer over something that had nothing to do with her.

Honestly, I'm not sure who I felt worse for: my family member, or the agent who was lucky enough to field the call πŸ˜‚

It's 25 minutes he's never getting back.

The problem is legacy IVRs run on a fixed script, and if your problem isn't on it, you're stuck battling the system just to reach someone who then absorbs all the frustration it caused.

Agentic AI skips the script entirely. It understands what you actually need instead of matching you to the closest pre-written option, so both the customer and the agent skip the mess.

That's the kind of conversational AI we build at Omilia.

Customer service shouldn't be an obstacle course. It should feel like talking to someone who already knows why you called.
